When a customer writes that their gift card is not working, the cause is usually one of four things: the card has insufficient funds, it has already been redeemed, it has expired, or the cart contains something the card cannot pay for. Less often, the card was issued by a different system from the one where the customer is trying to use it. Each cause needs a different reply, so guessing costs you an extra round of messages.
This guide covers a gift card with a monetary value, bought for a specific amount. If the customer is entering a promotional code that lowers the price, see our guide on what to do when a discount code is not working. If the voucher is meant for booking an appointment, the redemption rules are covered in the article on gift vouchers and bookings. Here we focus on diagnosis alone: why the value was not accepted.
Why a gift card fails: six common causes
The checkout message is often vague, such as "Invalid code", although the causes differ. Before you reply, assign the request to one of the categories below, each with the place where you will find confirmation. Do not rely on the customer's wording alone: "not working" can mean a rejection or just a smaller amount than expected.
Scroll the table sideways to see all columns.
| What the customer sees | Possible cause | Where to check |
|---|---|---|
| Card accepted, but the amount left to pay is higher than expected | Lower balance after an earlier partial redemption | The card's transaction history |
| Code rejected immediately | A typo, the letter O mixed up with zero, or a code from another shop | Card search in the issuer's admin |
| Message saying the card has been used | Full redemption on an earlier order | Orders linked to the card |
| Message saying the code is inactive | The card has expired or was deactivated | Card status and expiry date |
| Rejected for only part of the cart | A product excluded from gift card payment, such as another gift card | Gift card terms and shop settings |
| A card bought in a physical store does not work online | Issued by a different system or a partner | Issuer details on the card or in the email |
If no category fits, record the exact message and the time of the attempt. That is enough for someone with access to the payment system or the shop platform to reproduce the situation without asking the customer again.
What to ask the customer in your first reply
Your first reply should collect everything you need in a single request. Ask for the last four characters of the code, not the whole number, because a full code works like cash. Also ask where the card came from: an email, a store checkout or an employer that handed out cards. That tells you whether you can see its balance at all.
Hi, I will check this right away. Please send me the last four characters of the code, the message shown at checkout, and where the gift card was bought or received. If your cart contains different products, let me know which ones. There is no need to send the full code.
A screenshot helps, but the error text typed out is enough. If the customer has already posted the full code, do not repeat it in your reply, and note only the last characters in the case.
The order of checks: from issuer to cart
The first question rules out several others: if a partner issued the card, inspecting your cart will not help. The steps below structure the diagnosis the way our guide on troubleshooting instructions recommends: every question leads to a different action.
- Identify the issuer.Check whether the card comes from your online shop, a physical store or an external platform. If a partner issued it, only their system knows the balance.
- Find the card by its last characters.Search for the card in the issuer's admin and compare the original value and issue date with what the customer told you.
- Check status and expiry date.Confirm whether the card is active and whether the date set when it was issued has passed. Record both in the case.
- Review history and balance.See which orders the card was used on and how much is left. Partial redemption often explains a dispute about the amount.
- Compare the cart with the terms.Check whether the products in the cart can be paid for with a gift card. Only when everything matches, pass the case to whoever handles payments or the platform.
Balance and earlier redemptions
A common misunderstanding involves partial use: the customer remembers the value on the day of purchase, but the card was already used on another order, sometimes by someone else in the family. In Shopify, for example, the balance is applied to the whole order total, which can include taxes and shipping, so less is left after one purchase than the customer expects. Give the date and amount of each redemption, without details of what was ordered.
The Shopify Help Center explains that a gift card balance can be spent across several orders, is applied to the whole order total including taxes and shipping, and cannot be used to buy another gift card. Shopify Help Center. These are the rules of one platform, not of every gift card system.
If the customer does not recognise a redemption, do not decide in the chat who used the card. Record the order number in an internal note, pass the case to someone who can check the account and payment, and tell the customer when you will get back to them.
Expiry dates and redemption terms
The printed date does not always settle the matter. The issuer sets the terms, but their validity depends on the law of the country of sale, so do not automatically reply that an expired card's value is lost. Check the terms and pass any dispute to the person responsible for sales conditions.
Germany's consumer advice centre, the Verbraucherzentrale, states that in Germany a voucher claim generally becomes time-barred after three years counted from the end of the year of purchase, and that an overly short period in the terms can be invalid. If the seller's deadline has passed but the claim is not yet time-barred, the customer can ask for the value back, minus the seller's lost profit. Verbraucherzentrale. This position applies to Germany and does not describe the rules in other countries.
This article is not legal advice. If a customer disputes the expiry date or asks for the value to be refunded, handle it as a case with a clear path and a response deadline, as described in our guide on handling complaints. Watch for products excluded from gift card payment as well. If the terms do not list them but the shop blocks them anyway, report the mismatch to whoever owns the settings instead of explaining it away to the customer.
A reply that names the cause
A good reply states the verified fact, its consequence and the next step. "Your gift card is invalid" is not enough; "the card ending in 4K7P was used on 12 March for an order covering its full value" lets the customer understand what happened. Prepare a separate framework for each cause in the table and fill it in with the details of the specific card. Our guide on customer service response templates explains how to build these frameworks.
I have checked the gift card ending in [last characters]. It was used on [date] for an order of [amount], so the remaining balance is [balance]. You can use this amount on your next order and pay the difference with another payment method.
In Meetlead customer support you handle a case like this as a ticket with a number and status, record findings in an internal note and keep reply templates as macros with variables. You still check the card's balance and status in the issuer's system, because Meetlead does not sell or validate gift cards. Describe the typical causes in a public knowledge base article too, and say there where customers can check their balance before they write in.
Questions about gift cards that do not work
Can I give the customer the balance in a chat? Yes, if you are talking to the person who holds the card and you mention only the last characters of the code. If someone cannot provide the last characters or the place of purchase, do not reveal the balance or the history. Ask for details that confirm they hold the card, or refer them to the person who bought it.
What if the system shows the full balance but checkout still rejects the card? Then the problem lies in the cart, the payment settings or the platform. Record the message, the time, the last characters of the code and the cart contents, then pass the case to someone with access to the shop configuration. Give the customer a time frame for your reply and do not ask them to keep retrying without changing anything.
