After hours customer service AI makes sense when evening questions repeat and the answers already exist in your own material: opening hours, delivery costs, service scope, required documents. It makes no sense when it has to pretend someone is on duty. A hybrid mode separates the two: your team answers during the day, and the AI assistant appears only when nobody is around. That split needs planning, or customers receive promises at night that nobody knows about in the morning.
This guide covers only time without your team: what the assistant resolves alone, what it says when knowledge is missing, how it knows the team is away, and how the morning takeover works. For the general split between model and human, see the guide to AI in customer service. For a plain out-of-hours message without AI, read the article on messages outside business hours.
Which questions the assistant can resolve alone
Start with evening and weekend conversations from recent weeks. Sort them into three groups: answers already in your website or policies; cases needing a specific order or booking; decisions a person must make. The overnight assistant handles only the first group; the rest waits until morning, even when the customer pushes. For how this split works at a small property, see the guide on answering guest questions from your house rules.
Scroll the table sideways to see all columns.
| Evening question | What the assistant does | What happens in the morning |
|---|---|---|
| What is the last shipping date before the holidays? | Answers from the published delivery page | Nothing, the case is closed |
| Can this tea be cold brewed? | Answers from the product description or says it does not know | The team adds knowledge if the question keeps coming back |
| Where is my parcel? | Does not guess the status, offers to pass the question on | An agent checks the order and replies |
| I want my money back | Gives the general returns policy, promises no decision | An authorised person reviews the case |
The shop is fictional, but the split works in any industry. The assistant informs; it does not carry out operations. It does not book appointments, change orders or approve refunds. If an answer sounds like a company decision, fix the knowledge first. The boundary between information and action is covered in the guide on chatbot information versus completed actions.
What the customer sees when there is no answer and no one around
The key overnight scenario is a question outside the knowledge base, where the assistant must not improvise or promise a quick reply. An honest reply depends on whether the team returns at a known time: if so, the assistant can offer to pass the question on; if not, it only says it has no information and the team is unavailable.
The team has a scheduled return: "I don't have information on that. I can pass your question on to the team." Nobody has a scheduled return: "I don't have information on that. The team isn't available right now."
This is how Meet AI behaves: without a match in the knowledge base, the assistant does not call the model and sends one of the two replies above. The handoff happens only after the customer agrees; they can also ask something else instead. After the handoff, the widget shows that the conversation is waiting for the team and gives the return time when the schedule provides one. Consent and the note for the receiving agent are covered in the guide on handing a conversation from AI to a human.
When the assistant card appears
In Hybrid mode, the "Ask the AI assistant" card is visible only when, according to the Availability module, nobody from the team is available. What counts is not the clock but the schedules of the site's chat agents, their status and an active panel or mobile app session. If the last person closes the panel at 3 pm and is not on duty in the app, the card may appear early. The card also disappears when the generation limit is used up, the knowledge is not ready or the model provider is unavailable.
A conversation with the assistant starts only when the customer chooses that card. A message sent without choosing it goes to the team, and the assistant never takes over conversations run by people. AI messages carry a badge in the widget and do not count as a human reply in first response time. For the greeting and assistant name, see the guide on labelling an AI chatbot.
The European Commission states that people using chatbots should know they are interacting with a machine, and that the AI Act transparency rules apply in the EU from August 2026. The page does not say how to set up an overnight mode or which wording to use. This article is not legal advice.
Public holidays and long weekends in the schedule
The availability schedule in Meetlead is weekly: for each day you set hours or switch the day off. There is no separate holiday calendar, so in a week with a public holiday you switch that day off manually, in the default schedule and in personal ones, and restore the normal week afterwards. Otherwise the widget shows the holiday's hours as the return time while the office is closed.
A Polish act of 6 December 2024 (Journal of Laws 2024, item 1965) added 24 December to the statutory days off in Poland, effective 1 February 2025. It says nothing about how a business should run its chat that day.
If you switch off every day in the schedules or the whole team sets an unavailable status, the system has no return time, and the assistant will not offer a handoff when knowledge is missing. For leave and cover during the break, see the guide on customer contact during absences.
Taking over conversations in the morning with context
- Handed-off conversations first.Begin with conversations where the customer agreed to a handoff. They store the handoff reason and time, so you know what you are answering.
- Take over rather than reply alongside. If the assistant is still running a conversation, use the takeover action for Meet AI in the inbox. The customer will not get parallel replies from two senders.
- Read what the assistant said.Check its replies first and do not repeat questions the customer already answered.
- Log the knowledge gaps.Every "I don't have information" is a candidate for a new knowledge entry. Collect them and fill them in before the next evening.
Your first message after taking over should show that you know what happened overnight: "Good morning, I can see your question about Tuesday's order. I'm checking the status and will reply here in this conversation." Many morning handoffs on one topic mean a page is missing from the knowledge base, not that the assistant is broken.
Checklist before the holiday break
Before the holidays, the overnight assistant covers several days, so test it early. The knowledge base does not refresh itself, and a full manual refresh can be started once every seven days. Go through this list at least a week before the first day off.
- The page with shipping deadlines, collection dates and holiday opening hours is published and added to the knowledge base.
- Knowledge has been refreshed after the latest change to prices, terms or the offer.
- Days off are switched off in the schedule, and the team calendar has a reminder to restore the normal week.
- The remaining monthly generation limit will cover the days off, and someone knows where to check it.
- A private test in the panel includes a question outside the knowledge base and a request to talk to a person.
- A named person takes over handed-off conversations on the first day after the break.
- People not on duty do not leave an available status in an open panel or the mobile app, because within scheduled hours that blocks the assistant card.
The last point is easy to miss: a person with an available status, within scheduled hours and with the panel or mobile app active, makes the widget treat the team as present. A full set of test questions is in the guide on testing a chatbot before launch.
Questions about an after-hours assistant
Does hybrid mode mean round-the-clock support? No. It means that outside team availability, customers can ask an assistant that answers from your knowledge base. Cases that need a decision or customer data still wait for a person. Do not promise "we answer 24/7" if only a limited assistant works overnight.
What if a customer writes at night without choosing the assistant? The message goes to the team like any out-of-hours conversation, and the widget shows that the team is unavailable. That is why your own offline text should not promise a faster reply than the return time the schedule gives.
