A price adjustment request after a sale comes back after every major promotion: the customer bought a few days earlier and now sees a lower price. The hard part is not the question but that most teams have no agreed answer. One agent refunds the difference, another says no, and a third promises to ask the manager.
This guide shows how to set the rule before the promotion starts, publish it in your help content, check the order before replying and answer in chat or a direct message. Preparing the campaign as a whole is covered in our guide to Black Friday customer support. Here we deal with one request that arrives during the sale and right after it.
Does a shop have to refund the difference
A post-purchase price adjustment is usually a voluntary shop policy, not a separate customer right. In the EU, though, someone who bought online can withdraw from the contract without giving a reason within 14 days of delivery. In practice they can send the product back and order it again at the lower price. For the shop that means two shipments and a return to process.
Directive 2011/83/EU on consumer rights gives 14 days to withdraw from a distance contract, requires the trader to reimburse all payments including delivery costs, and leaves the consumer with the direct cost of returning the goods unless the trader agreed to cover it. EUR-Lex, Directive 2011/83/EU. The directive does not regulate price adjustments, and this text is not legal advice.
The arithmetic follows from that. If the order is still within the withdrawal period, refusing an adjustment rarely saves money and often creates more work. Once the period has passed, the decision is purely a matter of your policy. In-store and business purchases follow different rules, and outside the EU the law differs, so check the rules where your customers are.
The rule you set before the promotion
The owner or whoever manages pricing sets the rule, not an agent mid-chat. Five decisions are enough. The table shows the layout for a fictional lighting shop; fill in your own values.
Scroll the table sideways to see all columns.
| Rule element | Question to decide | Fictional shop example |
|---|---|---|
| Time window | How many days before the sale the order must be placed | 7 days before the sale starts |
| Exclusions | Which products and offers are not covered | Outlet, clearance items, partner offers |
| Form | One-off adjustment or return and repurchase | One adjustment per order |
| Refund method | Money back to the payment method or store credit | Back to the original payment method |
| Stacking | Does an earlier discount code change the calculation | Based on the amount actually paid |
Also decide whether the rule applies only to major promotions or to every price drop. If you have no rule at all, say so plainly in your help content and add that the customer can use the right of withdrawal. That is more honest than replying that you will review each case when nobody actually reviews anything.
Publish the rule where customers look for it
A rule buried in the terms will not help agents in a conversation. Publish a short help article before the sale and link to it from the campaign FAQ. Phrase the title as the customer would, for example: I bought before the sale. Will you refund the difference?
Bought just before the sale? If you placed your order within [number] days before the promotion started, we will refund the difference between what you paid and the sale price, once per order, to the same payment method. The rule does not cover [exclusions]. Message us in chat with your order number.
In Meetlead customer support you publish this article in the Help Center shown in the widget, and customers can search it before they start a chat. If you use the Meet AI app on an eligible plan, the published article is added to its knowledge automatically, so the AI answer relies on the same rule as the human one. Meetlead does not issue refunds or change orders: the decision and the payment happen in your shop system.
What to check before you reply
The answer depends on a few facts the agent has to see in the order rather than take on trust. Without access to them, tell the customer you are checking the order and say when you will reply.
- Order date and time compared with the sale start and the window in your rule.
- The same product, variant and sales channel, not a similar model or another seller's offer.
- The amount actually paid, including any discount code used and the delivery cost.
- The delivery date, which tells you whether the order is still within the withdrawal period.
- Whether the product is excluded and whether the order has already been adjusted once.
Stacked discounts cause the most disputes: a customer who used a 10% code may compare the old list price with the sale price and expect the full gap. Always calculate from the amount on the order confirmation. If the customer asks whether the discount was genuine at all, that is a separate question covered in our guide to the lowest price in the previous 30 days.
Replies for yes, no and a goodwill gesture
The templates below are for the same fictional lighting shop. Fill in the bracketed fields from the order. In an Instagram or Messenger DM, cut it to two sentences and ask only for the order number.
"I have checked order [number] from [date]. It falls within our rule, so we will refund the difference of [amount] to the same payment method. We will issue the refund today; when it shows up depends on your bank or payment provider."
"Order [number] was placed [number] days before the sale started, which is outside the window in our rule, so we cannot adjust the price. It was delivered on [date], so you can still withdraw from the purchase and order again at the sale price. Under our terms, return shipping is paid by [the buyer or us]. I can send you the return instructions."
"Strictly speaking, your order is outside our rule, but only by a few days. I can offer you store credit of [amount] for your next purchase. Let me know if that works for you."
A goodwill gesture needs a rule too: who can grant it and up to what amount, or it turns into an unofficial discount. How to phrase a refusal with a real next step is covered in our guide to declining a customer request. Negotiating the price before purchase is a different conversation, described in our guide for when a customer asks for a discount. Save the templates as team macros in one category; macros support variables and an editable preview before sending.
How to count the requests after the sale
One tag and a short note per conversation show whether the rule was set right.
- Tag every request.Add a tag such as price adjustment to every conversation with this request, including those from Messenger and Instagram.
- Record the outcome in a note.In an internal note, write the outcome, yes, no or store credit, and the amount. Describe requests outside the rule and mention the decision maker.
- Count after the sale. The tag usage counter shows the volume, and filtering the inbox by tag lets you review the conversations and add up the outcomes from the notes.
- Adjust the rule.If most refusals concern orders just outside the window, consider extending it before the next promotion.
In 2023, Which? tracked prices of 208 products in Black Friday 2022 deals at eight UK retailers; only about 2% were cheapest on the day, and 98% cost the same or less at some point in the six months before or after. Which?. The study shows that prices move often, but not how many customers ask for an adjustment.
Consistent tag names are covered in our guide to tagging conversations and tickets. Compare the number of requests with orders from the week before the sale, not with the whole month of sales.
Questions about refunding the price difference
Does a price adjustment work the other way when the price goes up? No. The customer paid the price that applied when they ordered, and a later increase does not change it. Say so in one sentence in the help article.
What should you say when the customer asks when the refund will arrive? Give the date the refund was issued and the payment method, not a posting date the shop does not control. How to explain a pending transfer is covered in our guide for when a refund is still pending.
