Companies rarely lose a customer from social media because of a poor reply—more often, the reply is late or sent from the wrong place. The person managing the profile sees the Instagram message, a Messenger message reaches somebody else, and the website contact history sits in a third system. The customer assumes it is one company, and they are right.
The cost of separate inboxes
Switching apps looks trivial, and for one message it is. The problem appears through repetition: with a dozen or so contacts a day, the team loses not so much the time spent clicking as the context and confidence that nothing has been missed.
- No shared historyThe same person asks on Instagram and then on the website a week later. Nobody connects the two.
- Blurred responsibilityMarketing manages the profile, sales handles customer service, and the messages fall between them.
- Unmeasurable channelsNobody knows how many cases really arrive from social media.
- Silence outside working hoursA message sent on Saturday evening waits until Monday—often too long.
A shared view does not solve everything, but it removes the costliest part of the problem: having to remember where else you need to look. The rest is ordinary work organisation, just like with other channels.
The same platforms also send traffic to your website, and it behaves differently from search traffic. We explain how to assess it in our article on social media traffic.
The 24-hour window: the most important restriction
This rule surprises most teams during their first implementation. In standard mode, a business may reply to a customer message within a limited period measured from the customer’s most recent message—in practice, within 24 hours. After that, an ordinary reply will not go through. This is not a tool malfunction but a platform rule. What this means for sales, and how to plan the next step with a customer within these limits, is explained in our article on an Instagram DM follow-up with a clear end.

| Situation | Consequence | What to do |
|---|---|---|
| A message on Friday evening | The window is usually closed by Monday | Plan a brief weekend review or an automated message |
| A case that requires consultation | A reply after two days will not arrive | Reply within the window that the case is in progress and obtain a backup contact method |
| A high-traffic campaign | The queue grows faster than the available response time | Provide staffing during the campaign, not afterwards |
| The customer goes quiet after a question | You cannot return to the thread later | Agree the next step while the conversation is still active |
In Meta channels, response time is not merely a matter of service quality—it determines whether a reply is possible at all.
You should therefore monitor first-response time more closely in these channels than elsewhere. We describe a measurement method that does not distort the report in our article on first-response time in chat. If you cannot resolve the case within the window, obtain another contact method during the conversation—a phone number or email address.
Messenger and Instagram are not the same channel
From the customer’s perspective, both look similar. From an implementation perspective, they are two separate integrations, each with its own account connection, permissions and slightly different set of capabilities. You will find a similar distinction with WhatsApp Business: the free app and the API-based Platform are separate products, as explained in our guide to choosing between the WhatsApp Business app and Platform.

| Area | Messenger | Instagram Direct |
|---|---|---|
| What you connect | A Facebook Page | An Instagram professional account |
| Typical context | A question about the offer, price or availability | A response to content, a story or a comment |
| Content types | Text, images, files and quick replies | Text, images, audio, video and reactions |
| Conversation tone | Closer to conventional customer service | Closer to a private conversation, with shorter messages |
| History from before the integration | Usually imported to a limited extent | Import restricted by platform limits |
Discuss the final row with the team before launch so nobody expects a complete archive. Import limits follow from platform rules and mean you will see part of the history after connecting, not everything from the beginning of the profile’s existence. In Meetlead, an import is explicitly marked as partial when the restriction comes from the provider, so that missing data is not mistaken for an implementation error.
An honest note: customers have the right to delete a message on their side, and a good tool should respect that instead of restoring deleted content from a backup during the next synchronisation.
How to connect these channels with the rest of customer service
A shared inbox is a means, not an end. The goal is for the person receiving an Instagram message to see that the same individual asked about timing on the website yesterday and left a phone-contact request. How to confirm it is the same person and which conversation should lead is covered in our guide to duplicate customer enquiries across channels.
- Appoint one channel owner. Not ‘marketing and sales’, but a specific person with specific working hours.
- Treat the message as a case.A social-channel case deserves the same number and status as every other case.
- Define what counts as sales.A pricing question under a post is a lead, not a moderation comment.
- Plan the handover.Decide how the case reaches a subject-matter expert without copying screenshots.
- Obtain a backup contact method. In a time-limited channel, an email address or phone number is a safeguard, not an intrusion.
We describe how to manage such cases—the number, statuses, thread owner and internal notes—in our guide to a customer-service ticketing system. You will find principles for choosing a channel for a specific situation in our comparison of live chat, chatbots and callbacks.

Data, access and disconnection
Connecting an external channel means that conversation content begins flowing through another system. This decision carries the same weight as enabling chat, so ask the same questions—before launch rather than after the first incident.
- Who in the company may connect and disconnect an account, and whether identity confirmation is required.
- Where conversation content is stored and for how long.
- Whether platform access tokens are encrypted and who can revoke them.
- Exactly what remains and what disappears after the integration is disconnected.
- Whether customer attachments are scanned before they are stored.
- How you handle a customer request to delete data.
For Meta channels, the last point has an additional formal dimension: the platform requires businesses to publish data-deletion instructions. Check whether the tool provider makes such a document available—Meetlead does so at meta-data-deletion. We discuss the wider context of decisions about conversation data in our article on live chat and the GDPR.
Disconnecting an account should neither delete the service history nor silently leave active permissions behind. Check both scenarios before the need arises.
Checklist before connecting the channels
- A named person is responsible for messages from each channel, with defined working hours.
- The team understands the response-time restriction and has a plan for weekends and campaigns.
- Messages enter the same view as other cases.
- The team has agreed what constitutes a sales enquiry and what is content moderation.
- There is a defined method for obtaining a backup contact channel in longer cases.
- Permissions to connect and disconnect accounts are restricted to administrators.
- The scope of imported history is known, so nobody expects a complete archive.
- The team has checked what remains and what disappears when the integration is disconnected.
- Public data-deletion instructions are available and referenced in the privacy policy.
- A review is scheduled after two weeks: number of cases, topics and response time.
The final review is often the most instructive. It usually reveals one or two recurring questions that can be answered at the source—with information in the profile description, on the website or in a pinned post. That is cheaper than answering the same question a hundred times. For a guesthouse or holiday apartment version of this review, see our guide to hotel pre-arrival questions.
